Rebuilding support from reactive to real-time

24h+ → under 2-min first response, ~90% CSAT held

First dedicated support hire, 2-person SaaS

Problem

I joined a two-person SaaS brand, then heading toward acquisition, as its first dedicated support hire. Support had been a side duty for one of the founders, so first responses regularly took more than 24 hours — not because tickets were hard, but because no one owned support full-time.

Finding

A dedicated live-support function, using the helpdesk for the real-time channel it was actually built for, would collapse response time on its own — and documentation would keep it low as volume grew.

Resolution

I became the dedicated live-support member: incoming messages answered within minutes instead of “when able.” Then I built the process backbone — documented account-maintenance flows (refunds, plan changes), knowledge-base upkeep, technical-support documentation, error and bug-reporting procedures, and a repeatable process for handling custom merchant requests.

Impact

Median first response dropped from 24+ hours to under 2 minutes (tracked daily in the helpdesk) and has held there since, alongside roughly 90% weekly CSAT sustained from 2021 onward.
